The Work You Will Do:
SRCO IT Service Delivery Analyst/ Office of Toll Operations/Tolls Data Center
This position will monitor service delivery performance, manage escalations, and ensure timely resolution of IT incidents and requests, support ITIL processes, maintain asset records in the CMDB, coordinate with internal teams and vendors, and ensure compliance with infrastructure and security standards.

Your Specific Responsibilities:
Monitor and analyze service delivery metrics, performance data, and SLAs (Service Level Agreements). Act as the first point of escalation for service-related issues or complaints. Coordinate with internal teams (e.g., IT (Information Technology) support, network, infrastructure) to ensure timely resolution of incidents and service requests. Support ITIL (Information Technology Infrastructure Library) processes like incident management, problem management, change management, and asset management. Maintain accurate configuration records for hardware and software assets in the CMDB (Configuration Management Data Base).
Participates in change management and incident management processes. Document and maintain service delivery procedures and knowledge base content. Participate in Change Advisory Group (CAGs) to evaluate the impact of proposed changes. Provide oversight to ensure changes are documented, tested, and implemented with minimal disruption. Participates in and supports the Network Operations and Security infrastructure annual inventory efforts to ensure 100% accuracy.
Communicate service outages, maintenance windows, and updates to stakeholders. Coordinate with third-party vendors or service providers for escalations or support and follow up through resolution. Identify inefficiencies in service delivery and suggest improvements. Updates standard operating procedures (SOPs), incident resolution steps, and service workflows.
Identify trends and recurring issues to suggest process improvements or preventive actions. Assist in the preparation and presentation of service performance reports to stakeholders. Conduct service review meetings with clients and stakeholders. Perform root cause analysis to prevent recurrence of issues.
Ensure compliance with internal network infrastructure and security standards, procedures, and regulatory requirements. Contribute to the development of new service offerings and/or improvements to existing ones. Monitor Security Risk and Compliance Office (SRCO) and Network Infrastructure operating budgets for all hardware and software renewals, purchase and participating in monthly procurement meeting to ensure budgets are properly maintained and cost allocations are accurate. Assist with the vendor contract management.
Perform other duties as assigned. Serves in times of emergency to support state response efforts and ensuring continuity of operations.
The Successful Candidate will have the following required Knowledge, Skills, and Abilities:
Knowledge of:
- Information Technology or Information Security principles, practices, and terminology
- IT Service Management (ITSM) frameworks and tools
Skills in:
- communicating effectively, both verbally and in writing
- ITSM tools such as ServiceNow, Jira Service Desk, BMC Remedy, etc.
- analyzing problems and applying logical solutions
Ability to:
- manage multiple priorities in a fast-paced environment
- work independently and as part of a team
- maintain a strong customer service orientation and attention to detail
Other Job-Related Requirements:
- Incumbent must remain available to return to work during off duty periods. A class E driver’s license is required.
This position requires a valid Class E driver license with an acceptable driving record in accordance with the Department’s Driver’s Record Requirements Policy. An unacceptable driving record is defined as any of the following:
- three (3) or more moving violations in the past three (3) years that accumulate three (3) or more points per violation;
- any two (2) convictions of reckless driving in the past three (3) years;
- a suspension or revocation of the driver license for moving violations in the past three (3) years; and
- a suspension or revocation for refusal to take a sobriety test, or any suspension or revocation for a DUI conviction, in the past four (4) years.
